How AI voice agents work: a plain-English guide
An AI voice agent answers a business's phone calls, talks like a person, books appointments and hands off to staff. Here is how the technology works, step by step.

What is an AI voice agent?
An AI voice agent is software that answers a business's phone calls and holds a spoken conversation with the caller. It can answer questions, book appointments, take messages and pass the call to a member of staff when a person is needed.
Unlike a phone menu, the caller does not press buttons or follow a fixed tree. They speak normally and the agent replies in a natural voice. It works around the clock, so calls that arrive after hours or while staff are busy are still answered.
What are the parts of an AI voice agent?
An AI voice agent has four parts, and it helps to think of them as a person answering the phone:
- Ears: speech-to-text software that turns the caller's voice into text as they speak.
- Brain: a large language model that reads the text, follows the business's rules and decides what to say.
- Mouth: text-to-speech software that turns the reply into a natural-sounding voice.
- Switchboard: telephony and an orchestration layer that connect the phone call to the other three and manage the flow of the conversation.
How fast does an AI voice agent respond?
A well-built AI voice agent completes the whole loop, hearing the caller, deciding on a reply and speaking it, in under one second. That speed is what makes the call feel like talking to a person rather than a machine. Slower systems leave gaps that callers notice immediately.
What happens during a call?
A typical call handled by an AI voice agent goes like this:
- The customer calls the business's normal phone number.
- The call is forwarded to the voice agent. Nothing changes for the caller.
- The agent answers with a greeting the business has chosen.
- The caller talks. The agent listens and responds, and can check a calendar, answer common questions, take a booking and collect the caller's details.
- If the caller asks for a person, or raises something the agent cannot handle, the call is transferred to a member of staff.
- After the call, the business receives a summary: who called, what they wanted, and what was booked or promised.
Can a business keep its existing phone number?
Yes. A business can keep its existing phone number when it adds an AI voice agent. There are three common ways to connect it:
- Forwarding: the business keeps its number and carrier, and calls are forwarded to the agent. It takes a few minutes to set up and can be switched off instantly, which makes it the usual choice for a trial.
- Porting: the number is moved permanently to the system that runs the agent. Callers notice no difference.
- SIP connection: the agent is plugged into an existing office phone system. This suits larger businesses with reception desks and internal extensions.
What stops an AI voice agent from making things up?
An AI voice agent should only answer from a script and knowledge base that the business has approved. It is not left to improvise facts about the business. When a caller asks something outside that knowledge, a properly configured agent says so, and offers to take a message or transfer the call.
Two further safeguards matter in practice. Every call produces a summary the business can review, and the agent is tuned against real calls in its first weeks, so gaps in its knowledge are found and closed quickly.
When does an AI voice agent hand a call to a person?
An AI voice agent hands a call to a person in two situations: when the caller asks for one, and when the conversation reaches something the agent has been told it must not handle on its own. The business decides where that line sits. Complaints, emergencies and anything involving a judgement call are usually routed to staff.
